Creating The Guest Experience: Why Human Interaction is the Beating Heart of Travel Retail

Last week’s TFWA Asia Pacific Exhibition & Conference in Singapore was more than just a gathering of travel retail professionals—it was a powerful reminder of something we all know, but often overlook: people are at the heart of every incredible experience.

From inspiring conversations to new partnerships forged on the exhibition floor, what truly stood out was the energy and passion of the people behind this unique industry. In a sector defined by movement, innovation, and global connections, it’s the human element that shapes how we feel – and what we remember.

This is a driving factor in every aspect of our business. Today’s traveller or guest isn’t just looking for value or convenience. They’re looking for something more meaningful: connection, emotion, and experience.

From luxury boutiques to airport lounges and dining outlets, frontline staff are no longer just transactional agents, they are storytellers, brand ambassadors, and experience-makers. They’re the ones who turn a moment into a memory. But they can also be the ones who break it. In service environments, one poor interaction can undo ten positive ones. The bar is higher than ever, and it counts from the moment your potential customer first interacts with your brand or establishment.

This is particularly true in the airport setting. A traveller’s mindset is shaped long before they enter the retail zone. It starts at check-in. It builds at security. It’s influenced by how welcome – or how stressed – they feel during each interaction.

If the journey into the airport is smooth, friendly, and human, travellers are far more likely to be open, relaxed, and in a mindset to shop. That’s why it’s time to reframe how we view the retail journey: it starts the moment a traveller steps into the terminal.

This means shifting to a hospitality approach across all frontline touchpoints – security, check-in, and retail alike.

It was crafted built on the expertise of our Senior Partner Vittoria Passoni, and her experience working in luxury hotels and establishments.

Marco Passoni has decades of experience in the travel retail sector. He has spent the majority of his career in senior leader positions throughout the market, including a 12-year tenure as CEO of a leading international Duty Free distribution company and a further 8 years running a retail firm that operated fashion mono-brand stores in several international airports.
Today, as Senior Executive VP and founding partner of 2.0 & Partners, he leads the company’s efforts in developing and innovating services which create new opportunities and partnerships for all members of the travel retail Trinity. A former elite-level sailor, with a World Championship to his name, Marco now spends much of his time airside, experiencing the changing travel retail industry first-hand, to better guide partners and clients on the best way to do business in this vibrant and unique market.
